233. How to Use New Research to Drive Massive Business Growth | Rick Parrish
2026/10/13
Companies often focus on designing logical, frictionless transactions, but customers base their loyalty on emotion. This fundamental disconnect is driving customer loss. The latest data proves it, and this episode reveals exactly what to do to shift the trend at your workplace. Across the U.S., customer experience scores recently hit historic lows after four straight years of decline. While 2026 shows a marginal increase, only 26 percent of companies have actually made progress, with the vast majority remaining completely flat. Forrester's Customer Experience Research Leader, Rick Parrish, joins Stacy Sherman to explain the underlying reasons behind this multi-year decline. They discuss what the top-performing companies are doing differently and how to use concrete data to convince budget holders to fund crucial CX initiatives. Inside this episode, you will learn: The Frictionless Trap: Why making an interaction incredibly "easy" still won't guarantee your customers come back. The "Delight" Backfire: Why the popular goal of surprising and delighting your customers is usually the wrong target, and which subtle emotions you should be designing for instead. Creepy vs. Helpful: The single "inside-out" mistake executives make that instantly turns a personalized experience into a liability. The ROI Paradox: The bizarre reason leadership teams routinely dismantle CX programs that are actively generating a positive ROI. The Reporting Structure Reality: What a year-long study reveals about where CX leaders actually get the most done and why the most coveted seat in the C-suite can actually delay your progress. Scaling the Voice of the Customer: An emerging technological approach to qualitative research that lets you multiply your customer listening without adding a single new staff member. 232. 8 Proven Ways to Celebrate CX Day & Customer Service Week All Year, and Why They Boost Retention | Stacy Sherman
2026/10/06
Did you know there's an international Customer Experience (CX) Day and Customer Service Week dedicated to celebrating the people who create great experiences? Many companies overlook them or treat them as simple gestures, but they can be powerful opportunities to unite teams, build loyalty, and strengthen company culture through meaningful, practical actions. In this episode of Doing CX Right®, Stacy Sherman shares 8 ways to turn these events into year-round habits that keep employees engaged and customers coming back. And even if you're hearing this episode after CX Day or Customer Service Week, the lessons still apply because appreciation and connection must not end when the calendar says the celebration is over. Stacy speaks from experience. When she introduced these events to companies that had never celebrated them before, what started as a small initiative quickly grew into an annual tradition. Employees who once felt isolated began to see their work as part of a much bigger mission. WHAT YOU WILL LEARN: How to unite every department around the customer, not only frontline teams Low-cost ways to make employees feel recognized and valued How to turn customer stories and feedback into loyalty that lasts all year Download The Distinctive Business Advantage research report to discover exactly what top-performing companies are doing to drive customer loyalty and sustainable growth, and what you can do as well. 231. Cybersecurity Warning: Phone Hacked In Front Of 1K People | John Sileo
2026/09/29
John Sileo lost his entire net worth and software business after his partner stole his identity, a devastating betrayal that inspired the Hollywood movie Identity Thief. While I sat in an audience of 1,000 people, he accessed my phone in under three minutes, proving how quickly human psychology can be manipulated to bypass security defenses. When protection fails, or identity verification feels painful, people experience immediate anxiety, fear, and frustration. How clients feel during these vulnerable moments defines their total impression of your brand. Preserving personal details is not a back-office technical task; it is the highest-stakes emotional experience in the entire customer journey. WHAT YOU WILL LEARN The $25 Million AI Deepfake: How criminals are cloning executives' faces and voices on live video calls to trick employees into wiring millions of dollars. The $5 Billion Human Error: The single forgotten button that caused the massive UnitedHealthcare breach, and why your biggest threat isn't technology—it's your people. The Airplane Hacker: Why opening your laptop in an aisle seat allows the row behind you to zoom in and steal your passwords and corporate spreadsheets. The "BS Reflex": The one critical instinct only 1 in 1,000 companies teach their customer service teams that stops hackers in their tracks. The Cybersecurity Data Trap: Why everything you type into AI platforms is being indexed, and the default privacy settings you must change today. 230. Creating a Frictionless Organization & Better Customer Experience (Replay) | Bill Price
2026/09/22
Episode first aired in 2022. The actionable recommendations apply even more today! Being frictionless has become a strategic necessity. What does frictionless even mean? Why should you care? And, what are simple steps to remove customer pain points and get to a frictionless state based on learnings from the most reputable brands? In this replay episode of Doing CX Right℠, Stacy Sherman and author Bill Price, answer these questions and share key principles to improve experiences for everyone who interacts with your brand. In fact, customer loyalty depends on it. What You Will Learn How to separate first-time issues from repeat contacts (snowballs) by asking one question during live calls and chat sessions. How to assign each customer contact reason to the department that caused it and close the loop with a fix and a customer update. How to map journeys across website, app, chatbot, IVR, store, and contact center to expose handoffs that create delays and repeat questions. How to preempt customer frustration by sending two-way updates before customers need to chase status on delays, price changes, or shipment issues. How to turn cancellation requests into root-cause analysis by asking why, recording patterns, and fixing the underlying process for other customers. 229. The Distinctive Business Advantage: New Research on Customer Retention | Jason Ten-Pow
2026/09/15
Companies are investing more in customer experience than ever before, yet many still struggle to retain customers and win new ones. That contradiction led me to ask a simple question: What is driving customer decisions today, and how can companies gain a sustainable competitive advantage? To answer it, I commissioned new research with Jason Ten-Pow of ONR EDGE, and this special Doing CX Right® episode is its debut. We compare how companies design customer experiences today with what customers say they actually want. The gap between the two surprised us both. In this conversation, you'll discover key insights from the research, the structural changes reshaping customer expectations, how leading companies are adapting, and practical steps your company can take to improve loyalty and business performance. What You Will Learn How many positive emotional experiences it takes to rebuild customer loyalty after one negative experience What replaces price as the primary driver in customer buying decisions today Which new customer loyalty metric reveals at-risk customers before they leave, so you can intervene early (hint: not NPS or CSAT) Why AI recommends your competitors based on customer emotion data you can control but aren't managing What actionable steps to implement at your workplace immediately to boost results the right way What combination of customer feedback sources exposes the loyalty signals you're currently overlooking, and much more! 228. Making Your Brand Tattoo-Worthy (Replay) | Jim Knight
2026/09/08
This podcast was previously recorded in 2022. The actionable recommendations apply even more today! Can you imagine employees and customers loving your brand so much that they'd consider or actually get a tattoo of the company logo? Hard Rock Cafe has documented cases of this happening among both staff and guests, and it is not a marketing stunt. It is the result of a specific, repeatable approach to culture and customer experience that Jim Knight breaks down on this episode of Doing CX Right with Stacy Sherman. This episode explores what he calls a tattoo-worthy brand and why that level of loyalty forms only when employees and customers feel a personal connection strong enough to mark it permanently. They also make a point directly relevant to any listener in this audience, regardless of title: "You may not be an executive, and you may or may not have direct reports. Yet, you have the power to be a major influencer of your organization's culture, lighting it up and making it rock from the inside out." The conversation that follows covers what leaders and individual employees must do day to day to build that level of connection on their own teams, including a specific method Stacy shares for measuring employee and customer satisfaction side by side. What You Will Learn How to redesign your interview process so multiple leaders ask different questions across multiple rounds instead of relying on one conversation to judge fit. Why customer experience results need an internal satisfaction score for employees, not only an external score for customers, and how to connect the two at the local office level. How to write job descriptions and performance conversations so customer experience expectations are stated up front instead of discovered later during a performance appraisal. Where to look for hiring candidates outside your own industry, including tour guides, improv actors, and people with nontraditional work backgrounds who bring adaptability to customer facing roles. Why replacing annual performance appraisals with monthly one on one conversations keeps employees clear on what they are accountable for before a survey score arrives. 227. AI and the Human Element: How to Strike a Balance in the Workplace (Replay) | Brian Solis
2026/09/01
Previously recorded in 2023. The actionable recommendations apply even more today! Customer experience teams are deploying chatbots and AI assistants earlier in the service journey because leadership wants faster resolution and lower cost per contact. That shifts more first interactions to automated flows. Customers are encountering decision-tree prompts instead of human conversation. That produces frustration and forgettable moments instead of loyalty-building moments. This episode addresses that operating pattern with a clear alternative: design AI around emotion and memory, not just efficiency. The conversation features Brian Solis, VP of Global Innovation at Salesforce, a digital anthropologist and futurist who has advised thousands of startups and enterprise organizations on innovation and transformation. He brings a human-centered lens to AI, automation, and the future of work, and he shares how leaders can use technology to build better relationships, better experiences, and better business models without losing the human element. What You Will Learn Replace "cheap automation" with human-centered design by mapping each AI touchpoint to an intended emotional reaction and a memorable moment. Close the skills gap for the jobs of the future by investing in soft skills such as creativity, listening, critical thinking, empathy, and leadership. Use AI to reimagine the customer journey and touchpoints, not just to cut cost, so relationships deepen instead of thinning out. Protect creativity and deep work by rewiring daily habits to reduce distraction and restore flow. Run an "undercover boss" moment to feel the customer and employee experience, then adjust processes so people feel understood and valued. 226. Driving Positive Outcomes During CX Day, Customer Service Week & Beyond | Greg Melia (replay)
2026/08/25
Previously recorded in 2022. The actionable recommendations apply even more today! Have you heard about CX Day? Every October, people worldwide celebrate with their employees, agents, and clients. It reminds me of "Mother's Day" or "Father's Day." It's a time to intentionally celebrate and express gratitude to the people who matter in our lives. It doesn't mean we stop appreciating people on all other days of the year. It's a time to pause, reflect, and take extra purposeful action. CX Day falls in the same week as National Customer Service Week (NCSW) and has a similar meaning, yet not the same. CX Day & Customer Service Week: The Basics CX Day was established ten years ago by the Customer Experience Professionals Organization (CXPA) to empower and unite companies, CX networks, and all people around the world to come together annually on the first Tuesday of October. Though there are benefits to being a CXPA member, you are not required to be one to take part in the festivities. Customer Service Week was created in 1991. The U.S. Congress signed a proclamation in 1992 establishing Customer Service Week as a nationally recognized event. The goal is to emphasize the importance of customer satisfaction (though Stacy Sherman would say "delight," as satisfaction isn't good enough anymore) and listening to customers as critical components of building a successful business. Since then, the commemoration has spread across the United States and internationally to more than 60 countries. By the end of this podcast episode, you'll learn how to celebrate CX Day and Customer Service Week at your company with significant impact and minimal budget. Show Topics Include: What CX Day / Customer Service Week is about. How and when it all began. Debates about CX Day being one day a year. Is that enough? The link between Inclusion and CX. Why purpose-driven companies attract better talent and customers. The best leadership advice received and given. One key takeaway for companies of all sizes to apply now for better outcomes. 225. How to Retain Customers Who Never Had a Reason to Leave Until Now | Michelle Musgrove
2026/08/18
Most leaders assume their customers won't leave as long as the price is fair and the service works. Michelle Musgrove of Washington Gas and I agree that is a dangerous assumption. A customer with no other option is not the same as a loyal one. Confuse the two: the process keeps serving the company instead of the customer, nobody follows up directly, and the first real alternative wins them over. So what separates the companies that retain customers for years from those that lose them as soon as a competitor enters the market? This episode is for leaders in both situations: those already competing for customers, and those whose industry has never had them until now. What You Will Learn: Why adding more AI to the customer experience problem is not the answer, even when your technology budget is growing What the difference between customer experience and customer service actually means in practice, and why companies that confuse the two stay in a reactive cycle How to get CX right the first time by identifying which issues repeat, what drives them, and where the process breaks before a customer ever contacts you Why progress on first-contact resolution matters more than waiting for a perfect solution, and how to build on incremental gains How to build a business case for CX investment in a regulated environment where every dollar requires justification Why CSAT alone does not give an accurate picture of the customer experience, and what NPS open-ended responses, customer effort score, and third-party benchmarks reveal that a satisfaction score cannot How to get every employee across every role to take accountability for the customer experience, regardless of whether they interact with customers directly Where AI helps frontline teams serve customers faster by handling routine work, and where leaders are confusing automation with culture change Download The Distinctive Business Advantage research report to discover exactly what top-performing companies are doing to drive customer loyalty and sustainable growth, and what you can do as well. 224. The Ultimate Leadership Advantage AI Can Never Replicate | Nate Spears
2026/08/11
Most companies think investing in the latest technology will set them apart. While AI handles simple, routine inquiries, Nate Spears of ClearSource explains why software alone fails to deliver: everyone now has access to the exact same tools. As automation takes over basic tasks, frontline agents are left to manage complex, stressful customer interactions that require genuine human skill. So what actually separates companies with deeply loyal customers from those relying on the same equipment as everyone else? In this episode of Doing CX Right, you'll learn 5 practical strategies to attract top talent and strengthen your frontline. This episode is for any leader who wants to build the ultimate leadership advantage AI cannot replicate: a winning culture that inspires people to give their best because of how you lead them. Actionable Takeaways Start hiring differently this week. Replace "tell us about your greatest achievement" with "tell me about a time you worked hard for something," and "tell me about a time you got feedback you did not like." Listen for humble, hungry, and smart. Then promote the people who exhibit these traits and remove those who set a standard of mediocrity. Audit your environment for friction. Walk through the policies and processes your team interacts with daily. Which ones make their job easier? Which ones make it harder? Pick one policy or process that is creating friction and change it this week. Then ask your team what else is in the way. Reframe one metric. Pick your most feared KPI, probably handle time. Sit down with your leaders and answer this: What is the right amount of time to actually help this customer well? Make that your target. When someone misses it, ask what got in the way instead of why they broke the rule. Measure feelings at key moments. Start asking customers one question at three specific moments in their journey: how do you feel right now? Track the trend. You will find the actual problems, and they will not be where your current metrics point. Model discretionary effort for your team first. Commit to one one-on-one per week without canceling. Show up early to solve a problem one of your people is facing. Demonstrate what discretionary effort looks like before asking them to give it to customers. And more as you'll hear in this episode. Learn more about ClearSource, whose cutting-edge solutions seamlessly blend artificial intelligence, speech analytics, generative AI, workforce management, agent assist, and automation, empowering you to deliver unparalleled customer experiences that drive growth and loyalty. 223. Becoming an Unforgettable Customer-Centric Company (Replay) | Jeanne Bliss
2026/08/04
What can you do to be an unforgettable company that customers continue to buy from and rave about to others? What are ways to lead and unite your organization that would "Make Mom Proud?" In this episode of Doing CX Right®, host Stacy Sherman talks with Jeanne Bliss about these topics, including the value of goal mapping versus journey mapping to be an unforgettable customer-centric company, workforce trends, and earning the right to customer-driven growth. What You Will Learn Build a goal map that names what the customer needs to accomplish before your team designs any internal process step. Replace department-level output metrics with one shared outcome metric, such as tracking how many days a product or service stays functional instead of counting units sold. Test any fee, policy, or contract term by asking whether you would apply that same term to your own parent, then rewrite any term that fails the test. Publish a documented list of pre-approved actions frontline employees can take on the first contact, without routing the decision to a manager for approval. Keep a live person reachable behind every automated tool, so customers who need a human for a complex or high-value request always have that option. Strategies to balance speed and quality in customer service, ensuring timely yet meaningful interactions. Leadership insights on inspiring teams rather than just inspecting their work, fostering an environment of empowerment. How advanced technologies like Generative AI can handle routine tasks, freeing up human agents for more complex, empathy-driven interactions. 221. Customer Service Fatigue: How To Prevent and Stop It (Replay) | Laurie Guest
2026/07/21
Is "service fatigue" plaguing your teams and negatively impacting the customer experience? Do you need motivation and practical strategies to refresh and refuel your customer service approach? In this episode of Doing CX Right, host Stacy Sherman is joined by Speaker Hall of Famer Laurie Guest. Together, they unpack the concept of "service fatigue" and its damaging ripple effects across the customer journey. Discover Laurie's powerful principle of the "10 Cent Decision" and how to implement small but mighty changes that lead to significant gains. You'll hear actionable insights to reignite passion in your people, combat complacency, and create customer conversations that build loyalty and new business. What You Will Learn Review your team's after hours contact expectations this week and set explicit working hour boundaries with clients, because unclear availability windows are a direct cause of employee exhaustion in 24/7 service roles Audit one full customer process this month for unnecessary steps or paperwork fields, and remove any field that does not directly affect the outcome, following the cosmetics company example where removing intake fields improved conversion at no added cost Train frontline staff and managers to respond to service failures with direct ownership language instead of explanations, using a structured response format: acknowledge the impact, state the correction, and skip justification Add at least one recurring, low cost team ritual this quarter, such as a meeting free day or a themed day, specifically to counter the flatness that builds when daily tasks repeat without variation When AI or automated systems answer customer questions, build a clear and fast handoff to a live staff member for any question the system cannot resolve, so customers are not left waiting when automation reaches its limit Download The Distinctive Business Advantage research report to discover exactly what top-performing companies are doing to drive customer loyalty and sustainable growth, and what you can do as well.
